Email not recognised when reset password

My partner is the main account holder and does not know her password to login to her account. Upon resetting the password it says the email is not recognised, but she has over a years worth of emails for bills and promotional emails sent to that exact email. Rather confused by this. Tried the forgot my email and we do not know the area code.
