You do need need to contact them direct, best way currently is to call at 8am sharp when lines open to secure an early space in line, 0345 454 1111 options 1-1-4-4

as reaching VM through call is near impossible, try using text service - 07533 051 809

they will respond, if not straight away, bit later, but they will.

as you want to downgrade - ask if connected person can do it for you, if not (i'm sure 100% he/she won't be able to do it), then ask to be transferred to customer relations and retentions team, you will wait again, might be a long wait, but they will answer eventually.
